Requirements
Must:
To perform effectively as a 2nd Line IT Service Desk Analyst, we are looking for individuals who meet the following criteria:
- A Bachelor’s degree in Information Technology, Computer Science, or a related field (or equivalent work experience).
- A strong understanding of the ITIL Framework, ideally with an ITIL Foundation certification.
- At least 3 years of experience in an IT Service Desk or Helpdesk function.
- Proficiency with Microsoft 365 administration, Intune/Endpoint Manager, and Azure fundamentals.
- Familiarity with Service Management Platforms, including Halo PSA and N-Able N-Central.
- Knowledge of Microsoft 365 Cloud Administration and Configuration.
- Proven soft skills, especially in customer service, including excellent telephony, communication, active listening, and customer care abilities.
- Experience with server hardware RAID rebuilds and restores.
- Solid understanding of WAN and LAN connectivity, routers, firewalls, and security practices.
- Experience in implementing and supporting remote access solutions such as VPN, RDP, and Remote Desktop Control.
- Hands-on experience with scripting or automation is desirable.
- A valid driver’s license is mandatory.
Responsibilities
As our 2nd Line IT Service Desk Analyst, you will play a key role in delivering exceptional customer service through technical support and assistance to end-users, both remotely and on-site, as required. Your responsibilities will include:
- Troubleshooting and resolving hardware, software, and network issues promptly and effectively, aiming to fix 70% of incidents at first contact.
- Achieving a customer satisfaction rate of 95% and meeting service level agreements (SLAs) of 98%.
- Logging all support interactions and maintaining accurate records of user inquiries, problems, and resolutions in our ticketing system.
- Taking ownership of logged incidents, tracking progress, and following up with customers to ensure satisfaction with resolutions.
- Escalating complex technical issues to appropriate team members or third-party vendors as necessary.
- Adhering to performance targets and processes to ensure high-quality service for both internal and external customers.
- Building strong relationships within the service desk team and the broader organization.
- Supporting our commitment to quality and information security management (ISO 27001 and ISO 9001 certifications) by consistently following policies and procedures.
Description
This is a permanent, full-time position offering a hybrid work model, with 3 days in the office and 2 days working from home, located in Edinburgh City Centre. The salary ranges from £28,000 to £35,000 depending on experience. The work hours are 37.5 hours per week, between 7:30 AM and 6:00 PM, with a rotating schedule allowing for one hour lunch breaks.
